Repairs and Maintenance

We want your home to be safe, secure and kept in good repair. Looking after your home is a shared responsibility: Innisfree is responsible for most repairs to the structure, installations and communal areas, while residents are responsible for looking after their home, reporting problems promptly and preventing avoidable damage.

Our repairs and maintenance service runs during normal office hours; Monday to Friday, between 9am and 5pm. Outside of these hours, any emergency calls to 0207 625 1818 will be handled by our out-of-hours contractors (Just 24/7). Their role will be to make your home safe, and any follow-on works will be assessed and arranged by our Maintenance team during office hours.

Tell us about a repair as soon as you notice it. Early reporting can prevent the problem becoming more serious or causing damage to another home.

Use our Report a Repair page to report a problem, upload photographs and find the correct emergency contact details. follow the fire safety procedure for your building or the instructions given by the Fire Service.

When you report a repair, we will assess the information you give us and place the work into one of three categories. We will tell you the priority and the expected timescale. The examples below are a guide. We will decide the priority after considering the fault, the condition of the property and any particular risk or vulnerability affecting the household.

Emergency repairs – attend within 24 hours

An emergency repair is something that puts health or safety at risk, affects the basic security of your home or could cause serious damage to the building.

Examples include:
• a serious leak or burst pipe that cannot be contained
• an insecure external door, lock or ground-floor window
• a total loss of electricity, water or gas supply
• no heating between 1st  November and 30th April
• a blocked toilet where there is no other working toilet in the home
• serious fire, flood or storm damage
• a lift failure or loss of lighting in a communal area.

Our first attendance may be to make the situation safe. If further work or replacement parts are needed, we will explain what will happen next and complete the follow-on work within the appropriate repair timescale.

Urgent repairs – complete within 7 calendar days

Urgent repairs are not emergencies, but involve the loss of a basic facility or could lead to further damage if they are not dealt with.

Examples include:
• a toilet that will not flush where there is no other working toilet
• a blocked sink, bath or basin that you have been unable to clear
• taps that cannot be turned on
• a running overflow or stopcock problem
• a door-entry phone that is not working
• a broken extractor fan in an internal kitchen or bathroom
• an insecure window above ground-floor level.

Routine repairs – complete within 28 calendar days

Routine repairs can wait without causing a serious risk or major inconvenience.

Examples include:
• internal doors, cupboard doors or windows that do not close properly but are not a security risk
• minor leaks that can be contained
• dripping taps
• repairs to kitchen units, worktops or drawers
• defective guttering
• a single light or electrical socket that is not working
• minor cracks
• ordinary graffiti removal.

What Innisfree is responsible for

Our repair responsibilities are set out in your tenancy agreement and our Responsive Repairs Policy. They generally include repairs to:
• the structure and exterior of the building
• installations for water, gas, electricity, heating and sanitation (responsibility may also fall to the utility company)
• fixtures and fittings provided by Innisfree
• communal areas and shared facilities that we manage
• safety and compliance items for which we are responsible.

Innisfree is not responsible for the repair, upkeep or replacement of white goods and appliances in your home.  We will also arrange the annual gas safety check and other required safety inspections. Please see the policy or contact us if you are unsure whether a particular repair is our responsibility.

Your responsibilities

Tenants are responsible for day-to-day household maintenance and minor repairs within their homes. This includes items such as replacing toilet seats, bath and sink plugs, shower curtains, light bulbs, fuses, batteries, decorating, and the repair or replacement of any appliances belonging to the tenant.

You are responsible for:
• taking reasonable care of your home and keeping it in a clean condition
• reporting repairs and safety concerns promptly
• taking reasonable steps to prevent further damage, where it is safe to do so
• allowing reasonable access for inspections and repair appointments
• keeping appointments or telling us as soon as possible if you need to rearrange
• looking after your own belongings, appliances and improvements
• making sure household members and visitors do not deliberately or carelessly damage the property.

We may recharge the reasonable cost of repairing damage caused deliberately, through neglect or by a member of your household or visitor. We will explain the reason for any proposed recharge and how it can be challenged.

If you are unsure whether a repair is your responsibility or Innisfree’s responsibility, please contact us on 0207 625 1818 (option 2) or via email at maintenance@innisfree.org.uk before arranging any work and we will be happy to advise.

Appointments and access

We will try to arrange an appointment that takes account of the information you give us, although we cannot always guarantee a specific time. Our staff and contractors should:
• carry identification
• explain the purpose of the visit
• treat you and your home with respect
• keep the appointment, or give you as much notice as possible if it must change
• leave the work area safe and reasonably tidy.

Please make sure an adult can provide access. Tell us when reporting the repair about any disability, communication need, vulnerability, access arrangement or other circumstance that we or the contractor need to take into account.

If we cannot gain access, the repair may be delayed and another appointment may need to be arranged. Please tell us as soon as possible if you cannot keep an appointment.

Heating and hot water

Gas heating and hot-water repairs are handled by our appointed heating contractor, J O’Connor Ltd. Call 020 7625 1818 and select option 1. For a suspected gas leak or carbon monoxide alarm activation, call Cadent immediately on 0800 111 999.

Quality checks and feedback

We monitor the repair service through performance information, inspections and resident feedback. We may contact you after the work to ask whether the repair was completed and how you found the service. We also inspect a sample of completed repairs to check the quality of the work.

If the problem comes back, the work is incomplete or you are dissatisfied with the service, contact the maintenance team so that we can investigate. You can make a formal complaint if the problem is not resolved.
